    Abstract
    In Germany there are currently only 3 public libraries which supply information by means of external data bases: the munipical library systems of Duisburg, Cologne and Düsseldorf. Staff members belonging to the working group which has been established by these 3 institutions report their experiences to date. Findings revealed that data base searches offer a valuable supplement to the traditional reference tools, that new groups of users can be won by providing electronic information retrieval, and that the image of the library was raised in the eyes of the general public and the city administration. On the other hand, considerable effort is necessary in order to publicise the service and there are significant costs involved for the library and its users

    Abstract
    Die Hotline des Datenbankanbieters STN International beim FIZ Karlsruhe erreichen täglich 50 Anfragen auf elektronischem Wege. Dieser Informationskanal zeigt in den letzten 24 Monaten enorme Zuwachsraten und ist damit neben dem Telefon und ähnlichen Kommunikationsmitteln ein wichtiger Faktor des Managements von Informationen von und für den Kunden geworden. In diesem Beitrag werden die Eergebnisse einer Analyse präsentiert in der Anfragen via Electronic Mail eines Jahrganges Berücksichtigt wurden. Ziel der Arbeit ist die Ermittlung 'frequently asked questions (and answers)', deren Nutzen für mehr Kundenzufriedenheit und zur Verbesserung des 'workflows' zwischen dem FIZ Karlsruhe und seinen Partnern diskutiert wird. Besondere Bedeutung haben in diesem Zusammenhang die Klassifizierung der Anfragen, die Standardisierung der Antworten und die Implementierung der entsprechenden Service-Datenbank
