    Abstract
    Die Qualität der Auskünfte in einem Call-Center des Typus Informationshotline wird gewährleistet durch die zentrale Bereitstellung von Informationen zu Produkten und Dienstleistungen eines Unternehmens. Dies kann in Form von Datenbanken, wie die in dieser Arbeit analysierten Kundentelefon-Wissensdatenbank der Deutschen Post AG (KT-WEB), realisiert werden. Damit die Call-Center-Mitarbeiter präzise, schnell und zuverlässig auf die im Kundengespräch relevanten Informationen zugreifen können, müssen die Informationen inhaltlich entsprechend erschlossen sein. Für KT-WEB wird dazu ein Konzept zur Optimierung der inhaltlichen Erschließung und Suche entwickelt, das über die bisher eingesetzten Erschließungsmethoden, Systematik und Volltexterschließung, hinaus geht: eine Erschließung mit facettierten Schlagwörtern.

    Abstract
    Das Web ist zur Tatsache geworden. Und mit dem Web entstand eine boornende Industrie, die viel zu erzählen hat, einiges leistet, den Marketingmix eines Unternehmens völlig verändert oder gar ganze Geschäftsprozesse neu definiert hat. Aber es entstand auch eine Industrie, die eines völlig aus den Augen verloren hat: Nach der Technik und nach dem Screen Design wird erst zaghaft an die mediumgerechte Ansprache des Kunden gedacht. Erst jetzt wird der Stellenwert von schriftlicher Information als "mission critical" bewertet. So ist bereits heute abzusehen, dass nach den fehlenden IT-Fachkräften demnächst der Ruf nach fähigen Web-Schreiberlingen laut werden dürfte.     Abstract
    Die strategischen Zielsetzungen von Knowledge Management lesen sich auf der Ebene der Business Pläne in Professional Service Firms immer ähnlich: Vermeidung von Doppelspurigkeiten bei der Wissensproduktion; Qualitätssteigerung der Produkte durch intelligente Kombination des Wissens; Geschwindigkeitssteigerungen beim Service Delivery-Prozess; Risikominderung durch besseres Wissen etc. Bei Ernst & Young stellte eine Erreichung solcher Ziele angesichts der internen und externen Rahmenbedingungen eine ganz besondere Herausforderung dar: 76 000 Mitarbeiter in allen Zeitzonen der Welt; vier große Business Lines (Wirtschaftsprüfung, Steuerberatung, Corporate Finance und Rechtsberatung) mit rund einhundert Service Lines, die ein gewisses Eigenleben führen (müssen!); ständiger Wandel der Marktbedingungen; Mitarbeiter meistens beim Klienten und selten im Büro; permanter Mitarbeiterzuwachs bei branchenüblichem Turnover.
